Inbound: the customer calls

Kept, lost and stolen debit cards locked fast

A member's card disappears into a gas station ATM on a Sunday night. She gets them to the people who can lock it in under a minute, and the branch knows by the time it opens.

When it starts

A member calls about a card kept by an ATM, lost, stolen, or a charge they don't recognize.

What the agent does

Takes the name and what happened, warm-transfers to member services or gives the card-lock line.

What your team gets

A member who reached the right people fast, and a note for the branch in the morning.

How it works

  1. Hears it's a card call

Kept by a machine, left at a store, stolen with a wallet, or a charge they don't know. Card calls skip every other question.

  2. Asks only for the name

Name and branch. She tells the member plainly not to read out the card number or PIN; staff verify them.

  3. Puts them through

During hours, a warm transfer to member services with a private summary: whose card, where, when.

  4. After hours, the lock line

The card-lock number from your list, read slowly and texted, so the member can lock the card right away.

  5. Books the new card

Offers a time at their branch to pick up a replacement, or explains how new cards are mailed, from your instructions.

  6. Tells the branch

The branch gets a message with the member's name and what happened, so the morning staff know before the member calls back.

Example call

  1. CustomerHi, the ATM at the Petro-Canada on Main just took my debit card and didn't give it back.
  2. AI agentThat's frustrating. Let's get it locked first. Can I have your name and which branch you bank at? Please don't read me the card number or your PIN.
  3. CustomerHeather MacLeod. The Kentville branch.
  4. AI agentThanks, Heather. Member services is closed right now, so I'm texting you our card-lock line. They'll lock the card while you're on the phone with them.
  5. CustomerOkay. And how do I get a new one?
  6. AI agentKentville can print one while you wait. I have tomorrow at 9:30 or 12:15. ... 12:15 it is. Bring photo ID, and I'll let the branch know what happened tonight.

After the call: Heather has the card-lock number by text at 9:42 p.m. and locks the card. Kentville opens to a note about the kept card at the Petro-Canada on Main, and her 12:15 card pickup is on the branch calendar.

What your team gets

  • Card calls put through ahead of everything else
  • The card-lock line texted after hours
  • Replacement card pickups booked at the member's branch
  • A morning note to the branch for every overnight card call
  • No card numbers or PINs ever taken on the call
Set up with you: The team loads your card-lock and fraud numbers and branch hours, sets up a connection to your banking system's branch calendars and member services transfer lines, and agrees what she says for each kind of card call.

Questions

Will it lock the card itself?

No. It gets the member to member services or your card-lock line, where they're verified and the card is locked.

Does it ask for the card number?

Never. It asks for a name and branch only, and tells members not to read out card numbers or PINs.

What about a charge they don't recognize?

It's treated like a lost card: a warm transfer to member services, or the fraud line after hours.
